Fixing Slow, Inconsistent Support for a Luxury Flower Brand

A luxury flower box brand had already worked with several customer support reps, and the results weren’t good. Customers got slow replies and different answers depending on who they reached. Unresolved complaints were turning into refunds and low ratings. The brand didn’t need more people. It needed a system.

The challenge

  • Slow responses frustrated customers and led to negative reviews.
  • Inconsistent answers: agents didn’t know the products well enough, so customers heard different things from different people.
  • High refund rates from complaints that were never properly resolved.
  • Low ratings that put repeat business at risk.

The root cause was simple: no training and no knowledge base, so every agent was guessing.

What we did

1. Built a complete knowledge base

We documented product care, delivery and return policies, and the questions customers asked most, like how long the flowers last and what can be customised. Every agent was trained on it, so every customer got the same accurate answer.

2. Set up every channel properly

  • Email through Google Workspace for detailed questions and complaints
  • Phone through RingCentral for urgent problems, enquiries and refunds
  • Live chat through Shopify Inbox for shoppers with questions before they buy

3. Automated the repetitive questions

Automatic replies covered the most common questions about product lifespan, delivery times and return eligibility. That freed agents to spend their time on the conversations that needed a person.

4. Solved more problems on first contact

We wrote standard email templates for the most common complaints, in a warm, professional tone that matched a luxury brand. Most issues were resolved in one reply instead of a long back-and-forth.

5. Changed how refunds worked

Instead of refunding by default, agents first offered a replacement or store credit, and followed up with every customer who had complained. Customers felt looked after, and the brand kept more of its revenue.

Results

  • Shorter response times and fewer follow-up emails per customer
  • A clear drop in refund requests
  • Higher customer satisfaction, including several new 5-star Google reviews
  • A stronger brand reputation and more repeat purchases

What other stores can learn from this

When support is inconsistent, the fix is usually documentation, not more staff. A knowledge base and a few good templates make every agent sound like your best one. For a head start, use our return policy template and return email templates.
